Klarna's AI customer service: big savings, and a lesson about people

An AI assistant handled two-thirds of a fintech's support chats in its first month. A year later, the company brought humans back into the picture. Both halves of the story matter.

Klarna, the Swedish shopping and payments company, became one of the best-known examples of AI in customer service.

The first chapter

In its first month, February 2024, Klarna's AI assistant handled more than two-thirds of customer service chats, about 2.3 million conversations, with an average resolution time under two minutes. The company said the bot was doing the work of hundreds of agents, and it slowed hiring.

The second chapter

By May 2025 Klarna said customers should always be able to reach a human, and it began piloting new flexible customer service roles. Its CEO acknowledged that focusing too much on cost had lowered quality. The AI still handled around two-thirds of enquiries, with faster responses and fewer repeat issues than at launch.

What this means for your business

  • AI is great at the routine 60–70%. Order status, timings, simple changes.
  • People are better at the rest. Complaints, emotional moments and complex cases need empathy.
  • Design for both from day one. The winning model is AI for speed, people for care.

How we would apply it

Every AI assistant we build has a clear human handover, alerts your team to unhappy customers, and is measured on customer satisfaction, not just on how many chats it closes.
